What a Genesys Cloud Zoom integration solves

Many organisations standardise on Zoom for internal calling and meetings while running their customer service on Genesys Cloud CX. Without integration, the two worlds stay apart. Agents cannot easily see who in the business is free to help, transfers to specialists rely on memorised extensions, and customers are often told someone will call them back. A Genesys Cloud Zoom integration closes that gap. Agents can find the right colleague in the Zoom directory and connect the customer while the conversation is still live, which improves resolution, saves follow-up work and gives the customer a better impression of your organisation.

The approach respects how each group prefers to work. Back-office staff remain in Zoom, with no need to learn a contact centre application, while agents keep the routing, recording, quality and analytics capabilities of Genesys Cloud CX. Genesys describes this pattern among its use cases for business communications and third-party unified communications integration. QVCCS helps you decide which colleagues should be reachable, how they should be grouped and what experience the customer should have during a consult or transfer. We design from your service journeys first, then configure the integration to support them.

How Genesys Cloud connects with Zoom

Genesys Cloud offers separate Zoom Phone and Zoom Meetings integrations, both installed from AppFoundry, as part of its unified communications tools integrations alongside Microsoft Teams and 8x8. With Zoom Phone, users view directories, search contacts and make calls between Zoom and Genesys Cloud, and the Zoom client loads embedded in the Genesys Cloud web and desktop apps. Agents see a Zoom Phone badge in search, and for provisioned users who are not logged in to Genesys Cloud, their Zoom Phone presence is displayed. Transfers can be blind or consult. The Zoom Meetings integration, licensed separately, lets users create and post Zoom meeting links in Genesys Cloud.

The prerequisites touch several teams. Genesys documents a Zoom Phone licence, BYOC Cloud with a SIP trunk to the PBX platform, and a SCIM connection that you own, with the telephone number mapped to a Zoom Phone-specific field so transfers work. Users need the Zoom Phone User and Employee roles or equivalent permissions. Genesys also notes limitations: Genesys Cloud users cannot dial out to the PSTN through Zoom Phone, so outbound calling needs its own PSTN connection, and non-E.164 numbers are not currently supported. Only one PBX phone integration can be enabled per user. QVCCS brings these threads together in one High-Level Design.

Customers should never wait for a callback just because the expert they need uses Zoom rather than the contact centre.

Design choices that make it work

Good unified communications integration is about people as much as technology. We help you decide which back-office groups are visible to agents, how directory results are presented, and which colleagues are suitable for warm consults rather than blind transfers. We define what happens when an expert does not answer, so the customer is never left in silence, and agree how expert involvement is recorded for reporting. Where presence is shared, we map availability clearly so agents are not encouraged to interrupt colleagues who are presenting in a Zoom meeting or already on another call.

Telephony design deserves the same attention. QVCCS plans the BYOC Cloud trunk and numbering between Genesys Cloud CX and Zoom Phone, normalises numbers to E.164, considers media paths and call quality, and specifies failure behaviour if either platform or the connection between them is unavailable. We review licensing early so you know which users need Zoom Phone or Zoom Meetings, and design the SCIM mapping so identities line up across both systems. If you also run 8x8, or are moving between platforms, we design a coherent model that respects the single PBX integration per user limit, and record every choice in the design decision log.

How QVCCS delivers your Zoom integration

A UC integration fails when telephony, identity and contact centre work are delivered separately, so QVCCS musters one team from its own bench across all three and owns the outcome end to end. A Solution Architect writes the High-Level Design and Interface Control Document between the platforms. An IT Systems, Telecoms & SIP Engineer is central here, designing the BYOC Cloud trunk and numbering with your Zoom and voice administrators. A Senior Developer configures SCIM mappings and the Architect flows, queues and scripts that make expert access part of normal work. A Systems Integration Tester proves every path, and a Project Manager keeps your Zoom, telephony and identity owners working to one plan.

We test the integration the way people will use it, with each requirement traced through the Requirements Traceability Matrix to the SIT test pack. That includes searching for colleagues, checking Zoom presence, blind and consult transfers, audio quality, and negative paths such as an expert who is busy, unprovisioned or unlicensed, a number outside E.164 format or an attempted PSTN call through Zoom Phone. We confirm interactions are recorded and reported correctly in Genesys Cloud CX. Selected Zoom users take part in UAT alongside agents, because the experts receiving transfers need to recognise a contact centre call and know what the customer has already been asked.

Support and evolution after go-live

Both Genesys Cloud CX and Zoom evolve continuously, and your organisation will reorganise, recruit and change its numbers over time. Each change touches the integration somewhere: a new department needs SCIM scoping, a renumbered team needs its E.164 mappings updated, and a licence change can remove a colleague from the directory agents rely on. Release reviews assess how platform changes affect your configuration, and support follows your Genesys Cloud CX support model, alongside your provider or under SLA with us. We also help you measure how often agents reach experts and how those conversations end, so you can see where back-office access improves resolution and where training or knowledge content would serve better.

As needs change, our team can extend the design to new departments, additional regions or a second UC platform such as 8x8, without disturbing the journeys already in place. Because QVCCS works exclusively with Genesys Cloud CX, our attention stays on the contact centre side while integrating cleanly with whichever collaboration tools your business chooses. Where more than one UC platform is in use, the single PBX integration per user limit has to be planned, so we agree with your collaboration team which platform each group is linked to before extending the directory. Every extension is designed, tested and documented to the same standards as the original integration.

Zoom integration: common questions

Does Genesys Cloud integrate with Zoom Phone?

Yes. The Zoom Phone integration from AppFoundry lets users view directories, search contacts, see Zoom Phone presence and make blind or consult transfers between Zoom and Genesys Cloud. Genesys documents a Zoom Phone licence, BYOC Cloud with a SIP trunk to the PBX and a SCIM connection as prerequisites.

Can agents make outbound PSTN calls through Zoom Phone?

No. Genesys documents that Genesys Cloud users cannot dial out to the PSTN via Zoom Phone, so outbound calling from Genesys Cloud needs its own PSTN connection, such as Genesys Cloud Voice or a BYOC carrier. We design the numbering and carrier model so internal transfers and external calls each take the right path.

Is Zoom Meetings part of the same integration?

No. Zoom Meetings is a separate Genesys Cloud integration from AppFoundry with its own licence and pricing. It lets users create and post Zoom meeting links in Genesys Cloud for video collaboration. We help you decide whether you need one or both and configure each accordingly.

Do you also integrate Genesys Cloud with 8x8?

Yes. Genesys Cloud offers an 8x8 integration from AppFoundry, requiring an 8x8 licence, for directory, contact search and calling. The same design approach applies to 8x8, and organisations running more than one UC platform need to plan around the one PBX integration per user limit.
