Why Genesys Predictive Engagement matters

Most contact centres wait for customers to ask for help. By the time they do, many have already abandoned a basket, given up on an application or left for a competitor without a word. Genesys Predictive Engagement changes the timing. It observes how visitors move through your website, recognises the patterns that usually precede success or failure, and lets you step in while the outcome can still be influenced. The invitation might be a messaging conversation with an agent, a bot that answers a common question, or simply useful content at the right moment.

The business case rests on relevance. A proactive offer to every visitor is noise; an offer to the visitor who has compared three mortgage products twice this week and stalled on the eligibility page is service. Predictive Engagement is a Genesys Cloud use case built for exactly this kind of targeted, outcome-driven engagement. QVCCS helps you define the outcomes that matter – sales, applications, sign-ups, self-service completion – and decide which interventions are worth an agent's time, which suit automation, and which customers are best left alone.

How Predictive Engagement and journey management work

Predictive Engagement starts with data. Digital user tracking, formerly journey tracking, is now provisioned and deployed through your Messenger deployment and captures page views, custom events such as a basket addition or form error, and attributes across websites and mobile apps; the legacy Predictive Engagement tracking snippet is being retired, so existing users need to migrate. Segments group visitors by characteristics such as location, device, referral source or behaviour. Outcomes describe the goals you want visitors to reach, and outcome scoring estimates the probability that each visitor will achieve them as the session unfolds. Identity resolution can connect web and app activity to the same customer's voice calls.

Action maps bring these together. Each is triggered by who the visitor is or what they do, and defines when an offer appears, on which pages, at what priority and how often a visitor may be invited. Offers include web messaging, mobile messaging and content offers, while Architect flow actions react without interrupting the visitor; proactive web chat offers have gone with web chat itself. Journey Management, an add-on included with Genesys Cloud CX 4, then looks across channels: it builds journeys from event cards on a canvas, counts unique customers at each step over up to 400 days, and shows where they drop out. It differs from journey flows in Architect, which show paths within a single flow.

Designing proactive engagement that customers welcome

The quality of Predictive Engagement depends on the events and outcomes you define. Generic page views tell you little; meaningful events, such as a failed postcode lookup, a pricing calculator abandoned halfway or a third visit to a returns page, tell you a great deal. QVCCS works with your digital and analytics teams to design an event taxonomy, implement tracking in a way your web developers can maintain, and define outcomes that reflect real business goals. We also agree how visitor data is described in your privacy notices and how tracking respects consent choices.

Action map design is where judgement matters most. Offer too early or too often and customers feel watched; offer too late and the moment has passed. We define segment and outcome thresholds, frequency caps and page exclusions for each action map, and decide which offers go to agents and which to bots or content. Crucially, we connect proactive offers to contact centre capacity, so an invitation is only made when someone is available to answer it well, and queue priorities reflect the value of each conversation.

Measurement must be designed from the start. Without a fair comparison it is hard to tell whether a proactive offer improved an outcome or merely coincided with it. Our architects plan how results will be compared, which journey analytics views and reports will be used, and how outcomes are tracked through to the contact centre and beyond. That gives marketing, digital and service leaders a shared, evidence-based view of what proactive engagement is achieving and where it should go next.

The HLD and LLD build book document the event taxonomy, segments, outcomes and each action map, and an Interface Control Document defines any custom events or identity data your site or apps send. Our SIT pack acts out each scenario to confirm events fire, segments and outcomes behave and action maps respect caps and exclusions, while negative testing covers consent refusals, missing events and agents being unavailable. We then launch in controlled stages to selected pages or segments, with documentation and knowledge transfer so your teams can extend action maps themselves.

How do action maps decide when to engage a visitor?

Action maps trigger proactive engagement based on visitor behaviour and predicted outcomes. They define which segments qualify, what events or scores trigger an offer, what the offer is, and how often a visitor may be invited. We design these rules with frequency caps and page exclusions so offers feel helpful, not intrusive.

Will proactive offers overwhelm our agents?

Not if they are designed with capacity in mind. We connect proactive offers to contact centre availability, route them through appropriate queues and priorities, and use bots or content offers where an agent is not needed. Launching in stages lets you balance demand before expanding further.

What is the difference between Predictive Engagement and Journey Management?
