Why a Genesys Cloud Salesforce integration matters
A Genesys Cloud Salesforce integration closes the gap between the conversation and the customer record. When the two systems work as one, an agent no longer asks a caller to repeat an account number the IVR already captured, and a supervisor no longer reconciles call statistics against case outcomes in a spreadsheet. The customer is recognised before they are greeted, routed with the benefit of everything Salesforce knows about them, and every interaction becomes part of a single, searchable history. For organisations that have invested heavily in Salesforce Service Cloud or Sales Cloud, this is where the return on that investment is realised in the contact centre.
The integration also changes what your contact centre can do. Live CRM data lets routing prioritise a high-value customer, send an open case straight back to its owner, or steer a renewal conversation to a retention specialist. Bots and IVRs can answer "where is my order?" or "what is my case status?" without an agent, because the data is one secure lookup away. QVCCS designs these experiences from the outcome backwards. In Discover we map the customer journeys that matter most to you; in Define we capture each one in a Business Requirements Document with Given/When/Then acceptance criteria, and decide exactly which Salesforce objects, fields and events every step needs.

How Genesys Cloud CX and Salesforce connect
CX Cloud from Genesys and Salesforce is now the strategic route. It brings Genesys Cloud voice, digital and CRM data into Salesforce Service Cloud Voice through a set of packages: Core Services, Voice, Digital and AI, Workforce Engagement Management, External Routing and Outbound Campaign Management. Agents handle calls from Omni-Channel and the Genesys Cloud CX utility, statuses are mapped between the two platforms, and call attributes populate Salesforce VoiceCall records. External Routing lets Genesys Cloud route Salesforce cases, Email-to-Case and Enhanced Chat messaging sessions. Alongside it, the Salesforce data actions integration gives Architect flows and scripts static and custom actions that query and update Salesforce records in real time.
The older Genesys Cloud for Salesforce embedded client is a different story. Genesys announced its deprecation in March 2026, it is in maintenance mode with no new features, and it will retire alongside Salesforce Open CTI on 28 February 2028. Genesys names two paths: move to CX Cloud, or let agents work directly in the Genesys Cloud workspace. If you run the embedded client today, QVCCS treats the change as a planned migration rather than a reinstall. We audit the current configuration, map each behaviour to its CX Cloud equivalent, record the options analysis in an architecture decision record, and set out the target in a High-Level Design your Salesforce and contact centre teams sign off together.

Designing screen pop, routing and data that work
Screen pop sounds simple until real data arrives. Customers call from withheld numbers, share a phone line with a partner, or hold several accounts and open cases at once. A good design defines exactly which identifiers are captured in the IVR or bot, how they are validated, what happens when there are zero, one or many matches, and which record opens for the agent in each case. QVCCS designs these rules with your Salesforce administrators, so the agent experience is predictable and the data quality of your org improves rather than degrades with every interaction.
Routing and data design go hand in hand. In the Low-Level Design and the Interface Control Document we define the request and response contracts for each Salesforce data action, handle arrays and empty results safely, set timeouts and plan for Salesforce API limits, so a slow query never leaves a caller in silence. For CX Cloud we design the status mapping between Genesys Cloud and Omni-Channel, including the default status used when a call reaches an agent in a non-phone presence, and the mapping of Genesys Cloud interaction attributes to VoiceCall and custom fields. Every design element carries its requirement ID from the Requirements Traceability Matrix, so nothing is built without a reason.
Security is designed in from the start, not bolted on at the end. We apply least-privilege integration users and OAuth client credentials, keep personal data out of logs and recordings where it does not belong, and agree retention and audit requirements with your information-security team, including how agents, supervisors and administrators are permissioned in each system. Because Genesys Cloud CX, the CX Cloud packages and Salesforce all evolve continuously, the build book records which components are configuration, which are code and which are managed packages, and our design decision log explains why. Upgrades then become planned events rather than surprises, and your administrators can see exactly what to retest.

Delivering and migrating your Salesforce integration
A Salesforce integration succeeds when the contact centre and the CRM team design it together, so QVCCS musters a team from its own bench that works alongside your Salesforce administrators or partner. A Solution Architect owns the HLD and chairs design authority. A Senior Business Consultant / Business Analyst runs discovery and writes the BRD and RTM, with matching rules and logging needs agreed by both sides. Senior Developers and Software Developers build the data actions, Architect flows and CX Cloud configuration. A Systems Integration Tester proves matching with realistic data, status mapping in both directions, VoiceCall field population and the routing of cases and messaging sessions, then deliberately expires credentials and exhausts API limits. A Trainer prepares agents for the new desk.
Moving off the embedded client is a change to how agents work, not only to what is installed. We map each behaviour agents rely on today – screen pop rules, click-to-dial, activity logging, wrap-up and how they set their status – to its CX Cloud equivalent or to a documented gap, and decide with your Salesforce team which gaps are closed by configuration, which by data actions and which by a change in working practice. A field agents used to complete by hand may now be populated automatically, or not at all, so UAT scripts and training are built from that mapping. The migration is then sequenced by team and risk, with each wave proven before the next begins.

Running and evolving the integration
A Salesforce integration is never finished, because your business keeps changing. New products, case types, channels and Salesforce releases all touch the integration, and CX Cloud packages are updated on their own cadence. QVCCS supports the integration within your service delivery model, alongside your provider's support team or directly under an SLA of up to 24x7x365, designs monitoring of integration health so failed lookups and logging errors are caught early, and runs release readiness reviews against Genesys Cloud and Salesforce release notes, producing a release impact assessment before anything changes in production. Salesforce integration: common questions
What is CX Cloud from Genesys and Salesforce?
It is the joint Genesys and Salesforce solution that brings Genesys Cloud voice, digital and CRM data into Salesforce Service Cloud Voice. It is delivered as packages, including Core Services, Voice, Digital and AI, WEM, External Routing and Outbound Campaign Management, configured on both platforms, so licensing and channel choices shape the design.
Is Genesys Cloud for Salesforce being retired?
Yes. Genesys announced the deprecation of the Genesys Cloud for Salesforce Open CTI integration in March 2026. It is in maintenance mode and retires with Salesforce Open CTI on 28 February 2028. Genesys recommends moving to CX Cloud, or to the Genesys Cloud workspace where CTI is not needed. QVCCS plans and runs that migration.
Can Genesys Cloud IVRs and bots use Salesforce data?
Yes. The Salesforce data actions integration provides static and custom actions that Architect flows, bots and scripts use to query and update Salesforce records in real time. We specify each action in an interface control document, design error handling and timeouts, and prove them in SIT and negative testing so lookups stay fast and reliable.
Do you work with our existing Salesforce partner?
Yes. We regularly work alongside in-house Salesforce teams, Salesforce consultancies and global systems integrators, taking ownership of the Genesys Cloud CX side and the integration design. Responsibilities are written into the interface control document and RAID log, so accountability stays clear and handovers stay clean.
