Genesys Cloud CX for manufacturing and industrial contact centres

A manufacturer's contact centre rarely serves just one kind of caller. Distributors, resellers, installers, consumers and the company's own employees all need the right person quickly, and the experts they need are often in offices and plants, not in the contact centre. We design Genesys Cloud CX contact centres that serve all of them, joined to the systems and collaboration tools the business already runs on.

What matters most

  • Callers range from global accounts and resellers to consumers and employees, each needing different routing and information.
  • The experts behind the contact centre usually work in Microsoft Teams, so transfers between the two must be effortless.
  • One Genesys Cloud CX organisation can serve customer care, reseller support and internal service desks across regions and languages.
  • Named business contacts are personal data under UK GDPR, and consumer services sold into the EU can fall under the European Accessibility Act.

01

Many kinds of caller, one contact centre

Industrial businesses serve a mix of callers that consumer brands rarely see: global accounts with contracts and named contacts, distributors and resellers selling on their behalf, installers and service engineers in the field, consumers with a product question, and employees who need IT or HR support. Each group expects to be recognised and to reach someone who understands their world, often in their own language and time zone.

Genesys Cloud CX routes on who is calling as well as why. Data actions look callers up in your CRM or ERP, so a reseller reaches the reseller team with their account already on screen, while a consumer reaches customer care. Separate divisions keep each team's configuration and reporting apart within one organisation, and skills and languages put each conversation with the right person wherever they are.

02

Agents in Genesys, the business in Teams

The people who answer the hardest questions in a manufacturer, the engineers, product specialists, planners and account managers, are rarely in the contact centre. In many businesses they work in Microsoft Teams. Genesys Cloud integrates with Microsoft Teams, so agents can consult colleagues and transfer customers to them without anyone redialling.

For a global industrial manufacturer, we delivered Genesys Cloud CX for its US customer care team and joined it to Microsoft Teams, where its offices and manufacturing sites work, through a mix of Direct Routing and Operator Connect chosen to suit each site. Customers reach the right people wherever they sit, and agents keep the contact centre tools they need.

03

Customer care, resellers and service desks on one platform

Manufacturers often run customer care, reseller support, an IT service desk and HR support on different systems, each with its own contracts, reporting and skills. Bringing them onto one Genesys Cloud CX organisation simplifies support, licensing and reporting, and lets people help across teams when demand peaks, while divisions keep each service's data and configuration separate.

For a global manufacturer, we moved its global IT service desk, its HR support teams and the support desks for its worldwide reseller network onto a single Genesys Cloud CX organisation in three waves, across five regions and fourteen locales, with deep Salesforce and ServiceNow integration. For an industrial parts supplier, we designed a hybrid in which voice, email, messaging and speech analytics run on Genesys Cloud CX while its working Cisco estate stays local, with calls moving freely between them.

04

Launching in new markets and migrating safely

Growth brings its own contact centre moments: a new country, a new brand, an acquisition, or a legacy platform that has reached the end of its life. A new market needs a contact centre ready on launch day, with a team that may be new to the platform. A migration needs every queue, IVR and integration carried across without disrupting customers or the business behind them.

For a fast-growing electric vehicle manufacturer entering Latin America, we prepared a brand new team on Genesys Cloud CX and supported it through testing, transition and the first critical days of service. For a global manufacturer, we moved IT service desk and HR teams from an Asterisk PBX and Cisco Unified Contact Center Enterprise onto Genesys Cloud CX in waves. In every case the method is the same: discover what really happens today, design the target, test it, and move in rehearsed steps.

05

Data protection and accessibility

Business-to-business contact still involves personal data. The ICO is clear that information about named business contacts is personal data even when they act in a business capacity, and that processing it must comply with UK GDPR. Contact centre recordings, transcripts, CRM lookups and reporting therefore need the same retention and access decisions as any consumer service, and we agree them with your data protection team in design.

Manufacturers that sell to consumers in the EU have a further consideration. The European Accessibility Act has applied to services provided to consumers since 28 June 2025, covering areas such as e-commerce, with an exemption for microenterprises providing services. Where your contact centre supports consumer services in scope, accessible digital channels, clear IVR choices and alternatives to voice become requirements rather than preferences, and your legal team will confirm how the Act applies to you.

Questions

Common questions

Can our offices and plants stay on Microsoft Teams?

Yes. Agents work in Genesys Cloud CX while the rest of the business stays in Microsoft Teams, and the Genesys Cloud integration with Microsoft Teams lets agents consult colleagues and transfer customers to them. Telephony for Teams can use Direct Routing or Operator Connect, chosen to suit each site.

Can customer care and our internal service desks share one Genesys Cloud organisation?

Yes. Divisions keep each service's queues, flows, users and reporting separate within one organisation, while licensing, support and integrations are shared. We have moved a manufacturer's IT service desk, HR support and reseller support onto one organisation in three waves across five regions.

Are business contacts personal data?

Yes. The ICO says information about named business contacts is personal data even when they act in a business capacity, and processing it must comply with UK GDPR. Recordings, transcripts and CRM lookups in a business-to-business contact centre therefore need agreed retention and access rules.

Does the European Accessibility Act apply to us?

It applies to certain services provided to consumers in the EU since 28 June 2025, with an exemption for microenterprises providing services. Purely business-to-business support is generally framed outside it, but consumer services may be in scope. Your legal team should confirm how it applies; we then design channels and IVRs to meet it.
